MESSAGING

There is no single best channel for customer communication in India — there is a best channel for each moment. An OTP, a payment reminder, a product launch and a complaint call all have different needs.

This guide helps you match channel to moment, and then connect them so that customers experience one conversation rather than four disconnected ones.

1. What each channel is best at

  • SMS — universal reach, no app needed. Best for OTPs, short alerts and reminders.
  • WhatsApp — high engagement and rich conversation. Best for support, order updates, catalogues and two-way chat.
  • RCS — app-like rich messages (cards, buttons, images) in the default messaging app, on supported devices.
  • Voice — immediate and personal. Best for urgent, complex or high-value conversations, and for customers who prefer to talk.

2. Match the channel to the moment

Start from what the customer is trying to do, not from what your team finds easiest to send.

  • Verification and security: SMS or voice OTP.
  • Order and delivery updates: WhatsApp, with SMS as fallback.
  • Payment reminders: WhatsApp or SMS first, then an IVR or agent call for overdue accounts.
  • Offers and campaigns: WhatsApp or RCS for rich content, within consent and compliance rules.
  • Complaints and escalations: voice, with the case history already in front of the agent.

3. Build fallback paths

No channel reaches everyone. A good strategy decides in advance what happens when a message is not delivered or not read.

  • Try the richest channel first (WhatsApp or RCS).
  • Fall back to SMS if the message is undelivered.
  • Escalate to a voice call for time-sensitive messages that go unanswered.

Mind the cost

Channels are priced differently. Sequencing them sensibly often lowers cost per successful contact as well as improving reach.

4. Keep one customer thread

The biggest omnichannel failure is not choosing the wrong channel — it is making the customer repeat themselves. Every channel should read from and write to the same customer record.

  • Use one customer profile and one conversation history across channels.
  • Show agents the recent messages and calls before they respond.
  • Pass context when a chat or bot hands over to a voice agent.

5. Stay compliant and measure what matters

Consent, DLT registration and WhatsApp template approval apply to the channels you use. Build them into the process from day one rather than fixing them after launch.

Measure each journey, not each channel in isolation: delivery rate, response rate, resolution rate and cost per resolved customer tell you far more than message counts.

Key takeaways

Choose the channel from the customer’s moment, not from internal convenience.

Design fallbacks — WhatsApp or RCS first, SMS next, voice for the urgent cases.

One customer record across all channels prevents customers from repeating themselves.

Build consent and template approvals into the journey from day one.
